Turning on Now Assist without making a mess
The licence is the easy part. What determines whether Now Assist earns its keep is three things that have nothing to do with AI.
Now Assist is the most significant thing to happen to the ServiceNow platform in years, and the rollouts fall into two clear groups. In one, agents stop writing resolution notes by hand and mean time to resolve drops. In the other, the feature gets switched on, produces confident nonsense for a fortnight, and quietly gets switched off.
The difference is never the licence tier. It is whether three unglamorous things were in place first.
1. Your knowledge base has to be true
Generative features read your knowledge articles. If half of them are three versions out of date and nobody owns them, the model will summarise outdated guidance in fluent, authoritative prose — which is worse than having no answer, because people believe it.
Before enabling anything, audit what the model will read. Retire what is stale, assign owners to what remains, and accept that this is the actual project. The AI configuration takes an afternoon.
2. The CMDB decides how much the AI can infer
Predictive Intelligence and the assist features lean on relationships — which service this incident touches, what depends on it, what changed recently. When Discovery and Service Mapping are current, the platform can make genuinely useful suggestions. When the CMDB is a graveyard of stale CIs, it cannot, and no amount of prompt tuning fixes it.
3. Someone has to decide what runs unsupervised
- Case summarisation — low risk, high volume, usually the right place to start
- Generated resolution notes — review before publish until confidence is earned
- Catalogue and flow generation — powerful, but review every artefact
- Anything customer-facing — human in the loop until the numbers justify otherwise
Sequence it. Turning on six features at once means that when quality problems appear — and they will — nobody can tell which feature caused them. One at a time, each with a baseline measured before and after.
Now Assist and Predictive Intelligence are only as good as the data they read. That is not a caveat, it is the whole project plan.
The organisations getting value from Now Assist today are the ones that spent last quarter on knowledge hygiene and CMDB accuracy. The AI part was the easy bit.
